They want to know that their concerns are taken seriously and that you are committed to finding a solution that works for them,\u201d says Jonkheid.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"h-what-do-customers-really-want-when-something-goes-wrong\"><strong>What do customers really want when something goes wrong?<\/strong><\/h3>\n\n\n\n<p><strong>1. Empathy:<\/strong> \u201cHear me out\u201d. Customers want you to understand their problem, their frustration, the inconvenience it caused or the effort and courage it took to bring it to your attention. They want you to look at it from their perspective. They want to feel that their issues are real to you. They want you to hear them and acknowledge their value to you.<\/p>\n\n\n\n<p><strong>2. Communication:<\/strong> \u201cTalk to me\u201d. Customers want you to tell them how you are addressing their problem, what you are doing about it, and what they can expect going forward.<\/p>\n\n\n\n<p><strong>3. Action:<\/strong> \u201cFix it or help me\u201d. Customers want to know how you will fix the problem and see that you take action to resolve their problem.<\/p>\n\n\n\n<p><strong>4. Fairness:<\/strong> \u201cBe fair to me\u201d. Customers want you to treat them fairly and with respect, and feel that their best interest is considered \u2013 not what works best for you only.<\/p>\n\n\n\n<p><strong>5. Follow-up:<\/strong> \u201cCheck in again\u201d. Customers want you to care enough to follow up after the issue has been resolved to ensure that they are satisfied with the outcome.<\/p>\n\n\n\n<div contenteditable=\"false\" data-embed24=\"InfoBlock\" data-pos=\"middle\" id=\"embed_eeba6b21\">\n<div class=\"heading\">Win back customers; craft a plan<\/div>\n<div class=\"text\">To win back your customer\u2019s trust and continued loyalty, you must design for service failures and empower your staff to navigate these situations. Consider the best way to manage the service failure by crafting a plan that outlines the process to follow.<\/div>\n<\/div>\n\n\n\n<p>Empathy, clear and timely communication, action, fairness, and closing the loop, are crucial elements to include in your plan for the best outcomes in service recovery. <\/p>\n\n\n\n<p>The second element is to ensure that your employees are empowered to manage the situations.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"h-do-your-employees-know-how-to-handle-difficult-service-recovery-conversations\"><strong>Do your employees know how to handle difficult service recovery conversations?<\/strong><\/h3>\n\n\n\n<p><strong>1. Provide training<\/strong>. Train them how to handle difficult conversations. This could include role-playing exercises, communication skills training, and conflict resolution training, providing a customer service manual, a list of frequently asked questions and appropriate responses.<\/p>\n\n\n\n<p><strong>2. Set expectations<\/strong>. Employees should know how to handle difficult conversations, how to listen actively, how to acknowledge the customer\u2019s concerns and that includes use of language and tone, and how to offer solutions.<\/p>\n\n\n\n<p><strong>3. Encourage empathy.<\/strong> Encourage employees to put themselves in the customer\u2019s shoes and to approach the conversation from the customer\u2019s perspective. Empathy goes a long way to defuse tensions and build rapport with the customer.<\/p>\n\n\n\n<p><strong>4. Offer support.<\/strong> Offer employees support during difficult conversations by having a manager or supervisor available to step in if needed.<\/p>\n\n\n\n<p><strong>5. Provide feedback.<\/strong> Provide employees with feedback on their performance during difficult conversations. This can help them to improve their communication skills and build confidence. Recognise employees who go the extra mile to solve a customer\u2019s problem or to keep a customer.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"h-what-should-service-recovery-conversations-with-customers-sound-like\"><strong>What should service recovery conversations with customers sound like?<\/strong><\/h3>\n\n\n\n<p><strong>1. Listen actively.<\/strong> Begin the conversation by actively listening to the customer\u2019s concerns and allowing them to express their frustration and acknowledge their feelings, and only then respond. <\/p>\n\n\n\n<p>Example: \u201cI am sorry to hear that you are disappointed with our product. Can you tell me more about what has happened?\u201d<\/p>\n\n\n\n<p><strong>2. Empathise.<\/strong> Show empathy towards the customer by putting yourself in their shoes and acknowledging their inconvenience.<\/p>\n\n\n\n<p>Example: \u201cI can understand how frustrating it is when you buy something, and it does not work as you expected. I can see you are very frustrated with it.\u201d<\/p>\n\n\n\n<p><strong>3. Offer solutions.<\/strong> Offer alternative solutions to address the customer\u2019s concerns \u2013 it may mean providing a complimentary service, another product, a replacement, or a repair at your cost.<\/p>\n\n\n\n<p>Example: \u201cI understand that you are not satisfied with the performance of our product. We can offer you a replacement or another product, a refund or we can send this one in for a review and repair at our cost. What would you prefer?<\/p>\n\n\n\n<p><strong>4. Take responsibility and be accountable.<\/strong> Take responsibility for the situation and show the customer that you are committed to finding a solution that works for them.<\/p>\n\n\n\n<p>Example: \u201cI am sorry for the inconvenience this has caused. We are committed to finding a solution and I will see to it that we resolve this for you.\u201d<\/p>\n\n\n\n<p><strong>5. Follow up.<\/strong> Personally follow up with the customer afterwards to ensure that the customer was satisfied with the service recovery measures. <\/p>\n\n\n\n<p>Example: \u201cThank you for your patience while we tried to resolve the problem. Are you completely satisfied with the outcome? Is there anything that you would like to bring under my attention to improve our service to you?\u201d<\/p>\n\n\n\n<p>By acknowledging the customer\u2019s issue, taking ownership of the problem and offering a solution, service teams can turn moments of misery into moments of magic and opportunities to build advocacy and loyalty.<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li>For more information
